Well, the textbook answer calls for helping people demanding refunds while policy not allowed is that you let them vent their frustration and help them on... but I tried to be honest and answered that I do sometimes had to tell the customers that they had good questions (which bested me) and informed them that I was working on a solution for that as well as gave them the soft deadline... which the TM did not find impressed
