The response was two fold: why is the customer unhappy and can I possibly fix it before calling a manager, which may escalate the problem or is the customer simply not in the right state of mind. All this must be determined quickly. Always stay cool, customer is in fact always right, for every difficult situation you can have more success" by smart, cool and in control.
